2010年已经过去，又将迎来新的一年。在过去的一年里，前厅部全体员工在
各级领导的正确领导下，通过大家共同的努力，为酒店最终完成全年的经营目标，圆满的完成各项接待任务等工作，贡献了一己之力，同时各项经营数据和部门管理也取得一些成绩，现就2010年的工作总结如下：
一、会员客人发展和维护情况
2010年以来，酒店在原有会员系统的基础上，又推出新的储值系统，以更加优惠的促销活动不断增加酒店的会员客人和潜在客户，先后推出储值赠送，钟点优惠，以及节假日促销活动等众多销售措施，不但给酒店的日常营收带来增加，另外也增加了客人的忠诚度及回头率；于此同时，AM在会员的维护的上面也作出相应的工作，每日对在住会员客人进行各种拜访，了解客人对酒店的满意度，每月挑选出1000名会员客人行进短信发送，并把会员客人进行大，中，小客户归类，分类进行维护。从会员客人的反馈情况来看，会员客人还是比较满意酒店的服务的，当然也有小部分对酒店各个方面有点建议，这就要求我们不断的将客人意见进行反馈并随之改善，以让客人更好的享受我们的服务。年底，AM也开始对一些重要的会员开始了答谢，赠送免费住房券以及一些小礼品用以回报，当然，会员客人对我们的答谢也非常满意，纷纷表示会继续支持酒店，新的一年我们将更加改善我们的服务，以巩固和发展我们的客源市场。
二、日常管理
前厅部作为酒店的门面，每个员工都要直接的面对客人，往往留给客人第一和最后印象的都是前厅员工，员工的工作态度和服务质量反映出一个酒店的服务水准和管理水平，也直接影响着经营效益，今年以来酒店以总经理为组长成立了-纪律
督查小组，成员包括总经理，AM及人事部，对酒店各部门进行巡视检查，并记录在案，不定期的进行总结会议和回炉培训，并且制定了《前台质量控制方案》并下发，要求每位前台员工必须在当班期间认真填写，督导负责检查和改进，同时并进行了多轮的培训，主要采取了集中授课、制作幻灯教学、观看培训光碟、模拟场景、案例分析等方式进行培训。主要培训内容如下：
（1）酒店服务礼仪礼节，包含仪容仪表、双手递物的规范、服务用语等规范。
（2）接听电话的规范。
（3）疑难问题的处理。
（4）前台服务流程与服务用语的结合培训。
通过以上的培训前台整体服务质量，虽然仍存在一些问题，但较以往有了一定的提高，特别是在礼节礼貌、电话接听、服务流程、销售技巧上取得一定的成绩。在下半年由于前台部分员工离职，新员工的进入正值接待高峰期，只能采取以老带新，未能系统培训，在工作中也出现了一些问题，部门特此根据不能大规模培训的现状，特制定了新员工入职跟班培训，将所有新员工需要掌握的知识和业务技能项目由师傅明确了培训内容，也让新员工清楚的认识自己需要掌握的知识。
2、加强员工的销售意识和销售技巧，提高入住率
部门一贯强调只要到前台的客人，我们都要想尽办法让客人住下来”的宗旨，争取更多的入住率。前厅部根据市场情况，积极地推进散客和会员的销售，在客房的销售中不但提高员工的积极性，同时部门开展了销售提成激励方案：总台销售会员卡提成，储值提成，数码产品提成以及月销售最高奖励等。并加强流程和服务用语的运用培训，在散客房和会员客户的销售上取的一定的成绩。
3、完善各项制度，考核机制。
去年前厅首要工作便是完善各项规章制度和建立考核机制，在查阅了原有的制度中发现针对前厅工作特点的相关条款不全，特此制定了《前厅部规章制度》规范员工的行为，要求注重制度，避免人管人，加强对员工纪律的管理。后续又增加行为规范和工作职责等相关制度。做到有章可循，进一步规范了员工的行为。
4、注重各部门之间的协调配合工作
酒店是一个大集体，每个部门都是这个集体不可分割的一部分，在日常的工作中，前厅是一个信息的集散地，起着信息中枢的作用，也是客人投诉最为集中的场所，如何更加有效的将信息反馈给相应的部门，本部一是将客人信息及时传递，二是广泛收集各项信息，在经营分析会上反馈给相应部门，以便做出调整。但有时也会出现部门之间沟通不畅的情况，组织过与客房部开展问题协调会。与餐饮部是在缺人的情况下，积极配合抽人帮助服务，尽可能的配合其工作。
5、加强安全防范意识。
部门加强了身份验证管理，本人与前厅经理参加了公安局身份信息知识培训，明确了相关责任，对每位入住的散客进行严格的登记制度和传输，外宾资料在传输的同时传真至区公安局出入境管理处，并由AM主管抽查，并要求夜班审核当日已退房客人信息，及时在公安系统网上清退，通过采取以上措施在后来公安局的检查中未出现一例问题。
6、加强财务安全的管理
前台的工作人员每天都要和钱打交道，可以说每天都面临着金钱的诱惑，财务安全的管理不言而喻是部门管理的重中之重，部门加强对前台员工的素质教育，要求全体员工在思想上要正确对待收银工作和工作中出现的金钱诱惑的同时，查找漏洞，制定规则，根据酒店管理软件的特性，只要有操作便会有记录的优点，针对
账目管理特此制定了《房价调整、冲减明细表》严格控制每一笔费用的冲减记录，要求员工凡是有费用的冲减、调整都必须写明原因，由AM主管领导签字。另加强发票的管理，主管审核，并定期抽查备用金的金额数量来保证财务的安全。
三、存在的问题
一年的工作，经过全体员工的共同努力，成绩是有的。但不可忽略所存在的问题。这些问题，有些来自于客人投诉等反馈意见，有些是酒店质检或部门自查所发现的。用四星级酒店的标准来衡量，仍存在着差距和问题需要在新的一年里予以改进，主要问题如下：
1、部分员工在服务上缺乏灵活性和主动性；
2、员工整体素质有待提高，主要表现在文化修养、专业知识、外语水平和综合素质高低不
一、参差不齐。
3、部门系统性培训工作仍需加强，酒店应知应会知识不全。
4、行李员工作缺乏主动性，服务质量有待加强，员工流失率较大。
5、收银岗位员工专业知识缺乏，个别员工出错率较大等问题。
四、新的一年计划
在2010年部门的管理上虽取得一些成绩，但同时在部门的管理上仍存在一些问题，在新的一年里将继续加大各项管理的力度，完善各项制度；强调以人为本的管理理念，稳定员工队伍，维持服务质量的稳定；开展多种形式的培训，制定培训手册，逐步提高员工素质；进一步加强财务安全的监控等工作，相信前厅部全体员工将以新的精神面貌和实际行动向宾客提供优质的服务，贯彻宾客至上，服务第一的宗旨。

AM 2015年工作总结
临川才子国际大酒店开业至此已过两年，2015年对于酒店来说 是一个稳中求进的一年。
两年的历练已经让临川才子酒店在本地乃抚州地区 已经有了良好的口碑和知名度，员工素质和队伍也稳定成长。为敢应 市场要求酒店设施设备也经常维护，因此客人回头入住率也有所提升。
在酒店崛起的同时，大堂副理的工作也日益精细化、人性化。在前厅部经理的带领下， 前厅部员工协助大堂副理不断努力为客人营造一 和谐温馨的入住感受。
一、投诉及意见建议处理 截止本年，大堂副理处理各类投诉共 200余 起，相比去年有所下将， 说明在工作中还有很多不足需要大家共同努力改进。
投诉类型大致分为：服务及卫生、设施设备、其它三类。其中服务及卫生引起的投诉 共 80余 起，内容基本以服务速度慢、服务态度、礼节礼貌不到位、查房慢、退房慢、查房不仔细、误报酒水及四巾、服务过程出现失 误、房间卫生打扫不够彻底为主。设施设备引起的投诉共 100余起，内 容基本以使用不方便、洗澡水温度、空调温度、浴室地漏下水慢、设备失灵为主。其它 投诉共 20余 起，如收住宿客人洗衣服晾晒时衣架染色、蚊虫叮咬、没有及时提供叫醒服务、服务员做续住卫生时误扔客人生活用品、前台员工买重房、催预离不仔细、紧急停电等。在酒店领导的 大力支持下，今年的处理投诉力度及酒店对投诉的重视度非常高。在 前厅部经理的培训下，大堂副理处理投诉的能力也有很好的提高。
二、客房赔偿问题：今年主要是住客客房地毯烟洞及醉酒呕吐的案例比较多，其次有几次是房间地毯严重进水、522电视损坏等问题，一般经过多方与客人协商，赔偿问题大多及时解决。
三、团队及VIP客人的接待：截止本年共接待团队51个重要团队政协人大，体育局、教育局等。接待VIP客人10多起。主要是以7月份的评星团为主。其次是政府领导及审计客人等。前厅部经理和大堂副理对接待非常重视。大堂副理依然按照常规，对接待 客人的用房物品的摆放和配备进行抽查， 并将所有房间的房卡进行试 用。接待期间强调前台对客服务态度及重视度，对的行李运送和立岗 也对行李生有严格的要求， 努力满足客人在酒店的一切合理要求做好 客人的问询工作。
四、日常酒店工作。截止本年AM日常工作发现工程问题40余起。数量比去年有所减少。主要内容有网络故障、WIFI信号问题、洗澡水温度问题、顶部漏水、设 施设备失灵，检查到的问题第一时间上报有关部门解决，在规定时间 基本都可以得到解决。好人好事 好几起，相比去年数量有所上升，意 味着酒店员工素质和服务理念都有好的改变，树立了很好的酒店形 象。抽查客房共 200多 间，检查出的问题主要以卫生不达标为主，当时 都已经整改。宾客回访共 400多次，客人反应的问 题和去年相比仍然以房间温度、房价、交通、WIFI为主。 除此之外大堂副理在客流高峰期对大厅进行关注， 主动询问客人的需求并及时进行解决，在中餐宴会较忙是在大堂帮忙接待客人，并及时拜访一些常客收集宾客的意见。
五、前厅部工作 前厅部今年加入新员工 5 人，经常每周做培训工作，在前 厅部经理的安排下对培训资料进行整改，内容更贴近现在的工作，旅 游资料更加丰富旅游线路更加明确。
六、工作中的不足之处：前厅部新员工较多，大部分责任心和工作意识有待加强，工作有时比较粗心，对客服务仪容仪表礼节礼貌欠缺，接听电话语言比较死板，推销酒店产品意识较弱，有些新员工业务不太熟悉。

This poem which relates to the theme Life is the 27th one of Emily Dickinson’s poem.It was written at the year about 1861, she began to live in seclusion.So this poem is likely that the author writes from her heart.
From the poem, it is easy to find that Emily Dickinson was not desire to gain any reputation and she even refused any chance to let others know her.Many of her poems have reflected her thoughts of against fame and wealth, and anti-materialism.
This sentence ‘Don’t tell! They’d advertise---you know!’ To my understanding, the speaker meets her fellow friend, which is another ‘nobody’, when two ‘nobodies’ meet, they can share all their similarities.But the author knows that if there is another ‘nobody’, she is no longer a ‘nobody’.
In the second stanza, the tone of the author is changed.She feels confident of being a ‘nobody’.She describes somebody as a frog.It is because frogs make a lot of noise.The bog is the frog’s environment, not the frog’s friend.She rhymes ‘frog’ and ‘bog’ to describe somebody which she is making fun of.
In this poem, the author wants to expre the direct meaning which is ‘be yourself’ and ‘do not let anyone try and change you, because you are unique’, and if you don’t fit in one group, you will fit in another.

Our life in Virginia is ok.However, as the rulers of England tried every mean poible to shift of the debt which increased due to the seven-year English-French War on to the colonies, our life become more and more difficult.Where there is oppreion, there is resistance.The people of the
colonies began to unite to fight against British rulers.They began to collect arms and ammunition, to have their militia trained.I knew it was the chance for me to realize my boyhood dream.I joined the army without hesitation.My general was a brave man who always rushed to the front of army in the war.I very respected him and followed his example.There was a sharp contrast of the military strength between England and America, and the advantages seemed to be in England’s side.So we always lost.In a major battle of war, my general was wounded badly.When I got him back, he was dying and told me to replace him.I became the general, and I knew my responsibility was heavy.
England was much stronger than us, how can we defeat them? The battle plan for the frontal aault was not applicable.Yet what could we do? I thought about the question, sitting by the river.I saw three crocodiles intended to attack a group of hippos.‘The crocodiles can’t win.’ I thought.However, the result was different.Three crocodiles targeted one hippo, and attacked, then dived into the water quickly.They repeated the proce until killed the hippos.They inspired me.We were like crocodiles, and English were hippos.The enemy forces were superior in numbers, while we had advantage in knowing the lay of the land here.So I discued with my soldiers about the battle plan.We needed to scatter their force and attacked a minority of them.As a result, we won a series of victories, though those victories were small.Those victories inspired confidence in

If not, who am I?

Two decades ago, following God’s will, I was given birth to the world.I was delivered to a family where happine runs down like water, a place which was regard as the Garden of Eden.It qualified me a unique personality differs from all the others in the sea of infinity.
Twenty years seems to be a long journey, especially for a small creature that has his growth seconds by seconds.Fortunately, the mighty God sent me guardian angles to help me form my own character by the aging proce.As God’s will, as my parents’ wish, with the scars scratched by time I have learned how to be a man, brave but careful, confident but modest, gentle but determined, do what we are able to compromise but always let some of my decisions be based on instincts.And be the person that I determined to be having others’ words in consideration butnever let them cripple my own thoughts.
Twenty years later, I, as an independent man shouldering my own future, left the cozy harbor where I have ever got my shelter from rains and storms stepping into college where I have almost spent two years here.Some one has ever said college is a fore-society.As it says, I was trained to face the world as a mature man.I was trained to face the cruelty of the actual world.I was trained to desert all the qualities that belong to the younger who still have their faith in their Garden of Eden, still do believe the ideal societies in their true hearts.Have I already finished the transition? Certainly not! That is not what I am going to pursue.That is not what I destined to fulfill.That is not a man who strongly believe his own extraordinary capacity would do.Fate needs days and years to carve, but that does not mean you can not be who you are.
Two years it has been since the day I went to college, things now had exceedingly changed in comparison with the days before.What still reserved is that I am still the person two years ago.I was still the person, brave but not bold, modest but never bend my backbone, gentle but never flattering.I am determined to remain these qualities no matter what this gloomy world would do to me.I would never do a thing, every one trying to do for a certificate, of which I think it is unworthy to do and I do not will it.I would never fight for fake reputation.I would never fight for a decent material prosperity.I will never do what is against my heart but beneficial for my expedition.What I am strongly having faith in is to be myself!
This is an age full of attraction and material prosperity.It is an age full of opportunities for those who are chasing gold.It is also an age full of challenges for those who are going to keep themselves noble.Life leaves me choices, but in view of the choice I have made I am destined to have a different and peculiar lifestyle which I belong to.
Life is not only about work, making more money, acquiring power or recognition, still there are pleasures and beauties to enjoy.
Noticing the people around me painfully chasing what might bring them a bright future, I am more determined to insist on my way.It might be a hard journey, it might be full of pain and tears, it might take my whole life without rewarding.Still I will be on the way.

客人到我们饭店消费，最重要的就是想要得到物质和精神享受，两者相辅相成，而我们想要得到客人的认同，更体现在饭店每位员工的对客服务细节上，所以加强对员工的管理，提高服务意识更为重要，对客要建立有效的客史档案及处理客人投诉，在饭店的运营管理中，建立有效的客史档案和及时妥善处理客人投诉，以便做出更具专业化、个性化的服务，得到客人好的口碑，而客人的口碑才就我们饭店最好的宣传。
